If a customer says their Shopify order confirmation email never arrived, first check what contact method they entered at checkout. A customer who checked out with a phone number may receive the order confirmation by SMS rather than email. If an email address is present, check the order record and notification status before assuming the payment or order failed.
Start with the contact information on the order
Open the order in Shopify admin and check the customer contact field. The key question is simple: did the customer actually provide an email address for this order?
Shopify explains that the notification channel depends on the contact information entered at checkout. If the customer entered a phone number, the order confirmation can be sent by SMS. If the customer entered an email address, the confirmation is sent by email and can be followed by order and shipping updates.
This means “I did not get an email” can be expected behaviour when the checkout was completed with a phone number.
Order confirmation is not the same as a shipping notification
Different notifications are triggered by different events. The order confirmation acknowledges the order. A shipping confirmation is associated with fulfillment and tracking. Delivery updates may be sent later.
When investigating a complaint, ask which message is missing:
- the original order confirmation,
- a shipping confirmation,
- a tracking update,
- a delivery notification,
- another store-specific notification.
Treating all of these as one “Shopify email” makes troubleshooting much harder.
Check the order record before resending anything
Confirm that the order exists and has the expected customer details. Check:
- order number,
- customer email or phone number,
- payment status,
- fulfillment status,
- order timeline and relevant events.
A missing customer email does not automatically mean a missing order. Likewise, a valid order confirmation does not prove that a later fulfillment email has been sent.
Check the notification configuration
Shopify includes standard customer notifications that can be reviewed in the store settings. If the problem affects many orders rather than one customer, check whether the relevant notification is enabled and whether recent customisation changed the template or workflow.
If the store uses an app, custom automation or external email service, determine which system is responsible for the message. Troubleshooting Shopify’s standard notification will not solve a delivery problem created by a separate app.
Look for a simple address error
A mistyped email address is one of the easiest explanations to miss. Compare the address on the order with the address the customer gives you now. Common mistakes include:
- missing letters,
- incorrect domain spelling,
- an old email address saved by autofill,
- spaces or punctuation introduced during copy and paste.
If the address on the order is wrong, correct the customer details where appropriate and use Shopify’s supported resend options rather than creating a second order.
Check spam and filtering, but do not stop there
Ask the customer to search their mailbox for the store name or order number and check spam, junk, promotions and other filtered folders. Corporate and privacy-focused mail systems can also quarantine automated messages.
However, “check spam” should not be the only response. If several customers using different providers report the same issue, investigate store notification settings and domain/email configuration.
Use an alternative recipient for a controlled test
When the issue appears store-wide, place a controlled test order using an email address you can access. Record:
- the exact checkout contact method,
- the time the order was placed,
- which notification should fire,
- whether it appears in the inbox or spam,
- whether the order timeline shows the expected event.
Testing one known order is more useful than repeatedly changing settings based on customer reports alone.
Does a missing email mean the payment failed?
No. Payment processing and email delivery are separate. Check the payment status on the order and the payment gateway information. A customer can have a valid paid order and still fail to receive an email because of contact data or message delivery.
Conversely, receiving an order confirmation is not a substitute for checking payment status before fulfillment.
What should support ask the customer?
A short support checklist can resolve many cases quickly:
- What is the order number?
- Which email address or phone number was used at checkout?
- Is the customer missing the order confirmation or a shipping update?
- Have they checked filtered folders?
- Can they access the order status page from another notification or their account?
If notification issues are becoming a significant support workload, see Shopify Support Inbox: When Gmail Stops Scaling.
Store credit messages are a separate notification flow
Do not use an order-confirmation troubleshooting process for every customer email. Store credit notifications have their own triggers and customer expectations. See Shopify Store Credit Email Notifications for that workflow.
Frequently asked questions
Will a customer who entered only a phone number receive an order confirmation email?
Not necessarily. Shopify can send the order confirmation by SMS when the checkout contact method is a phone number.
Is an order confirmation the same as a shipping notification?
No. They are triggered by different stages of the order and fulfillment process.
Does a missing email mean the order failed?
No. Verify the order and payment status separately from email delivery.
What should I check first?
The contact information saved on the order, then the exact type of notification the customer expected.
